AI Platform Selection for CX Is Now an Architecture Decision

The pilot era gave CX leaders an off-ramp. That off-ramp is closing. Once an AI platform is wired into telephony, CRM, identity, and compliance workflows, walking away from it is no longer a procurement decision. It is a migration project with operational risk attached. That raises the stakes for platform selection, yet many evaluation processes still haven’t caught up.

In a new Opus Research paper, The Capability Trap: Choosing an AI Platform You Can Trust and Grow With, we argue that too many buyers are still optimizing for the demo while inheriting the implementation challenge. The demo shows what a platform can do on a scripted path in a controlled environment. It says almost nothing about what happens when the underlying model is deprecated, a new regulation lands, or volume triples.

The report treats durability as a property of architecture that shows up across five dimensions: compliance durability, governance architecture, LLM neutrality, security posture, and infrastructure resilience. It also reframes build vs. buy as a question of which layers you should own. Invest in the control plane, the orchestration logic, and the experience design. For the communications architecture, consider partnering with proven solution providers.

Healthcare serves as the stress test. Between HIPAA, consent rules for automated outreach, new prior authorization deadlines, and the industry’s own data standards, the highest-ROI use cases are also the highest-risk ones. This report provides a buyer’s checklist for pressure-testing vendors against all five dimensions.

The report is available now. Our thanks to Aqurio for underwriting this research.
